What percentage of contacts are resolved without a callback or follow-up? Low rates signal either documentation gaps or staff training needs.
Average Handle Time
How long does a typical interaction take? A well-documented, repetitive question should take under two minutes. If it's taking seven, there's friction somewhere.
Repeat Contact Rate
Are members calling back about the same issue? This often points to answers that were incomplete or hard to act on.
Member Satisfaction Score
Even a simple one-question post-interaction survey captures signal you can't infer from volume data alone.
Response And Wait Time
How long do members wait to reach someone? How quickly are emails answered? These numbers often tell a story of unmet demand.
Knowledge Health
This is the layer most associations are missing entirely. Knowledge health asks: when a member asks a question, does your organization actually have a documented, accurate, current answer ready?
Documentation Coverage By Topic
For each major support category, do you have written, member-facing content that addresses it?
Content Freshness
How recently was each piece of documentation reviewed? Outdated forms guidance or superseded vendor instructions create repeated confusion.
Answer Accuracy Rate
If you track escalations and corrections, you can calculate what percentage of initial answers given to members were actually correct.
